Kyle’s work highlights the ways patient-facing administrative burdens — not directly related to health — discourage many people from seeking timely care.</p><p>As a growing number of health care experts prioritize the patient experience, hospitals and clinics are actively transforming how they engage with patients, with patient experience scores <a href="https://www.pressganey.com/news/new-data-finds-patient-experience-hits-a-five-year-high-though-inequity-and-generational-differences-remain/" target="_blank" title="Press Ganey: New Data Finds Patient Experience Hits a Five-Year High, Though Inequity and Generational Differences Remain">hitting new highs</a> in 2023.</p><p>This year, hospitals are focused on elevating the patient experience through technology, operational improvements and patient-centered approaches that not only improve care but also help retain patient loyalty amid increasing competition. Here are three areas in which health care providers are excelling in improving the patient experience.</p><h2><span>Simplifying Administrative Processes</span></h2><p>Kyle's nursing experience revealed systemic problems in patient care, from preventable medical errors to delays that can lead to severe health issues. She found that barriers like scheduling issues and insurance disputes discourage patients from seeking necessary treatment. When that happens, quality goes up, costs go down and value for the consumer improves,” Couris says in a new AHA Market Scan Trailblazers report <a href="/system/files/media/file/2024/06/Trailblazers_Guidehouse.pdf">“Elevating Patient Access and the Consumer Experience.”</a></p><h2><span>Making Experience a Core Value</span></h2><p>The outgrowth of that realization is Tampa General’s enterprise-wide Experience Center, launched a little more than a year ago.</p><p>Scott Arnold, the system’s executive vice president and chief digital and innovation officer, describes the center’s purpose as the “unsexy work of getting access and scheduling as right as it can be.”</p><p>Bringing health care up to the service standards of other industries falls into three workstreams: people, processes and technology.</p><img src="/sites/default/files/inline-images/Prioritizing-the-consumer-experience.jpg" data-entity-uuid="24174777-d4b2-4406-a52a-a60ea241d0a4" data-entity-type="file" alt="Prioritizing the consumer experience. Disparate and disconnected technologies, variations in scheduling templates and decision trees, inefficiencies in internal communication tools, holes in access channels all made everyone’s jobs more difficult in providing consumers what they wanted at the moment.</p><p>Now, 13 months into the journey, Tampa General has:</p><ul><li>Built the Experience Center, which provides centralized scheduling and referral management across 20 specialties (and growing).</li><li>Deployed more than 230 decision trees.</li><li>Rolled out updated templates for more than 750 providers in more than 20 medical specialties.</li><li>Reduced redundant visit types by 35%.</li></ul><h2><span>Upskilling Staff and Equipping Them for Success</span></h2><p>These moves provided immediate relief to the Experience Center’s staff, who then had a wider aperture to see what individual consumers needed and how the staff could help.</p><p>With this wider view of the challenges it faced to improve experience and access, Tampa General started upskilling the center’s staff with new customer relationship management competencies and equipping them with new tools and technologies to enhance and speed their patient access work.</p><p>Today, the center’s staff, which Couris likens to personal health care sherpas, handle 30,000 calls per week with each response designed to lift the burden of navigating the health system from patients and their families.</p><p>Arnold says the system has seen a 75% increase in available appointments online, a 47% increase in appointments scheduled online and a 20% decrease in appointment no-show rates.</p><h2><span>3 critical success factors for improving experience and access</span></h2><h3><span>1</span> <span>|</span> Be patient and support your staff.</h3><p>Improving access is a dramatic change that takes time.</p><h3><span>2</span> <span>|</span> Stay focused on your processes and information technology.</h3><p>Take a hard look at your legacy processes and systems and give your teams the tools they need to bring significant, lasting change that your consumers will value.</p><h3><span>3</span> <span>|</span> Involve both patients and front-line team members in the design of your new access initiative.</h3><p>It sounds simple, but many times the users are left out of these discussions.</p><h2><span>Learn More</span></h2><p>Download the full <a href="/system/files/media/file/2024/06/Trailblazers_Guidehouse.pdf">Market Scan Trailblazers report</a> to learn more about what can be done to improve patient access and elevate the patient experience. The needle is pointing to satisfied/green to the right." width="100%" height="100%"></p><p>As hospitals and health systems hone their focus on improving the patient experience, they may want to take a harder look at navigation challenges their consumers may be facing.</p><p>About one in five consumers switched providers in the past year and nearly 90% said they did so because the organization was hard to do business with, notes a recent <a href="https://www.accenture.com/content/dam/accenture/final/accenture-com/document-2/Health-Provider-Loyalty-Accenture.pdf" target="_blank" title="Accenture: How can providers drive patient engagement and loyalty?">Accenture report</a>. Issues like a bad experience with the administrative staff or front desk, and digital/online service and support solutions failing to meet their needs fed into many respondents’ decisions to switch providers.</p><p>The survey, which is a follow-up study to a 2021 report, assessed patient loyalty to providers and friction points in relationships. Accenture surveyed 8,000 U.S. adults who had sought or received care in the past 12 months to understand how health care providers perform across 10 key consumer touchpoints and key drivers of provider selection and switching behaviors.</p><p><img src="/sites/default/files/inline-images/Most-impactful-touchpoints-for-trust.png" data-entity-uuid="60c7cab6-ac44-42cd-b9b2-a823dfc9a3a2" data-entity-type="file" alt="Most impactful touchpoints for trust. Source: Accenture, 2024." width="100%" height="100%"></p><p>Other key factors that led respondents to change providers included:</p><ul><li><span><strong>Clinical experience/expertise (44%).</strong></span> Reasons cited include a bad experience with a physician or member of the care team and found someone with more expertise for my clinical needs.</li><li><span><strong>Access (13%).</strong> </span>Common reasons cited include inconvenient appointment hours, inability to get an appointment quickly and locations were not convenient in proximity to where the respondents live or work.</li><li><span><strong>Value (10%).</strong></span> Respondents felt the cost of care was not a good value for the services they received.</li></ul><h2><span>4 Takeaways from the Survey</span></h2><h3><span>1</span> <span>|</span> Access may not be everything, but it’s close.</h3><p>Some 70% of consumers who switched providers cited access as a deciding factor when selecting a new provider. They want to be able to get appointments quickly, expect convenient locations and hours and they value digital tools that make navigation easier.</p><h4><span>Takeaway</span></h4><p>Patients have come to expect digital, mobile or social media interaction. From traditional points of care in hospitals and health systems to retail settings and telehealth, providers are trying to connect millions of data points to measure consumer feedback so they can create more personalized, responsive systems with better service.</p><p>In a recent <a href="https://www.youtube.com/watch?v=hoWGmz4oOCQ" target="_blank" title="YouTube: Harnessing the Power of Data: Transforming Customer Experience with CVS Health">podcast</a>, leaders from <a href="https://www.deloittedigital.com/us/en.html" target="_blank" title="Deloitte Digital homepage">Deloitte Digital</a> and <a href="https://www.cvshealth.com/" target="_blank" title="CVS Health homepage">CVS Health</a> shared insights on how they are working together to quickly close the loop on customer feedback to better personalize care, respond faster to service recovery opportunities and build trust.</p><p>The retail giant now captures 17 million pieces of solicited feedback yearly through its customer experience-management platform and has implemented more than 130 survey programs across digital, transactional and relationship touch points, notes one report.</p><p>While the work between the partners is far from finished, the early results provide a glimpse into how CVS is adapting its thinking as it analyzes its vast consumer data — both direct (e.g., customer surveys) and indirect (e.g., online chat transcripts, call transcripts and digital session data).</p><p>These insights also provide a framework for hospital and health system executives as they look to optimize ways to measure, report and act on patient experience data.</p><h2><span>3 Takeaways from the CVS Health-Deloitte Consumer Experience Project</span></h2><h3><span>1</span> <span>|</span> Recognize the new standard in health consumer experience.</h3><p>The aperture of how health consumers view their point of comparison has changed, says Srikant Narasimhan, vice president of enterprise customer experience at CVS Health. Consumers no longer simply evaluate providers or any company against traditional competitors. Their frame of reference is now based on the best customer experiences they have had in any field, he says.</p><h4><span>Takeaway</span></h4><p>This may seem intuitive, but it is a significant issue for health care leaders to accept as they develop and execute their patient experience-management strategies. It’s easy to become too focused on comparing one organization or facility against other hospitals and health systems in a region. Expand your vision to focus on delivering service levels that meet patients’ best experiences.</p><h3><span>2</span> <span>|</span> Scale and process consumer experience data.</h3><p>It’s easy to drown in data. The goal is to eliminate the noise from the signal that patients are giving you in their feedback, says Tim Greulich, customer experience-management practice leader at Deloitte Digital. A confluence of factors is leading to greater amounts of consumer information being collected. The challenge for providers will be how to scale and process these data so that appropriate actions can be taken quickly in areas like service recovery.</p><h4><span>Takeaway</span></h4><p>Applications exist that can reside on top of huge databases to capture and process data, Greulich says. These applications can move at the speed of humans and provide the ability to compile this information and orchestrate personalized experiences both online and offline with consumers in ways that they are rapidly coming to expect. But it’s also important that the process of trying to be more personalized in the use of consumer data doesn’t feel overly intrusive or resemble Big Brother, Narasimhan says.</p><h4><span>Takeaway</span></h4><p>Find targeted opportunities to add value in personalization, not just an opportunity to cross-sell services. Montefiore’s lounge, located near the hospital’s front lobby, is staffed by certified nurse assistants who act as discharge lounge coordinators. They pick up patients from their rooms and escort them to the lounge, where they can watch TV or enjoy free snacks as the discharge process is completed. Burnout and the rising age of the health care workforce exacerbate this shortage, with 40% of active physicians 55 years of age or older. Staffing gaps, particularly for physicians, will worsen as the worker-to-senior ratio approaches 2-to-1 in the next decade.
